Day-to-day operating brief
What Call Centre Agent work looks like in practice
A Call Centre Agent handles inbound or outbound calls using customer systems, scripts and escalation routes. The role may process personal data, payments or complaints while working shifts in a monitored environment. Terms should define campaign, hours, identity checks, call recording, scripts, data entry, payment access, difficult callers, breaks, quality monitoring, sales or service targets and incentives. Call scripts should support consistent disclosure without preventing the agent from listening and identifying vulnerability, distress or a complaint. Authentication must occur before account detail is discussed, even when the caller knows partial information. Wrap-up codes should reflect the actual outcome rather than the target most favourable to performance reporting. Where calls transfer, the record should carry context and promised next steps so customers are not required to repeat sensitive explanations unnecessarily. Payment-card or other restricted information should use approved secure capture and must not appear in free-text notes or recordings. If a customer requests a channel adjustment or interpreter, the agent records and follows the accessible-service process without making assumptions about capacity.
